Abandonment Rate

Definition of

Abandonment Rate

Abandonment rate is the share of contacts, usually calls or chats, where the customer disconnects before reaching an agent. It's calculated as abandoned contacts divided by total contacts offered.‍

‍

Why it matters

A high abandonment rate almost always points to a wait time problem rather than a quality problem, since customers are leaving the queue, not a conversation. Every abandoned contact is a customer who needed help and didn't get it, and some call back more frustrated or don't come back at all.

‍

‍How it connects to staffing

Abandonment rate ties directly to workforce management, since the Erlang C formula used to calculate staffing needs assumes customers never abandon the queue, which means it tends to overstate the agents actually required once real-world abandonment is factored in. Teams usually track it alongside average wait time, since the two move together closely.

‍

‍Why some abandonment isn't a problem

Not every abandoned contact represents a failure. Some customers hang up because they solved the problem themselves while waiting, found the answer on the website, or realized they called the wrong department. A rising abandonment rate combined with a rising average wait time is the real warning sign, not the raw number alone.
