A knowledge base, or KB, is a central library of articles, guides, and troubleshooting steps that agents and customers use to find answers without escalating every question to a live person. It typically covers common issues, product information, and step-by-step instructions, organized so both agents and self-service customers can find what they need quickly.
Why it matters
Every ticket resolved by pointing someone to an existing answer is a ticket that didn't need an agent's full attention. A knowledge base handles that repetition, so the same few questions don't get answered from scratch every time. It also creates consistency, since everyone gets the same accurate answer whichever agent they reach, or if they never reach one. The tradeoff is upkeep. An article that no longer matches the product can do more harm than having no article at all.
How it stays useful
Articles start from questions pulled from real ticket history, not guesses. Each one is written as clear steps and tested against the actual product, then organized into categories people can browse or search. Agents link to articles inside ticket replies, and each article carries a review date, since outdated content quietly erodes trust.
Knowledge base, FAQ, and macros
These get mixed up but do different jobs. A knowledge base is the full library, an FAQ is a short list of the most common questions, and macros, also called canned responses, are saved replies agents insert into tickets. A good setup links them, with macros pointing to knowledge base articles instead of retyping the same explanation.
