Benchmarking in CX means comparing a team's metrics, response time, CSAT, resolution rate, against an external reference point, either industry data or a specific competitor, rather than only tracking progress against its own past performance.
Why it matters
Internal-only tracking can mislead. A team might improve every quarter and still be well behind industry standard the whole time, or hit a plateau that's actually excellent for its industry. Benchmarking supplies that missing context, but it comes with a real catch, benchmarks vary enormously by industry and channel, so one pulled from a different kind of business is close to useless.
How to benchmark usefully
Useful benchmarking means matching the comparison as closely as possible, same channel, similar industry, similar contact complexity, rather than grabbing the nearest published average. Teams that use benchmarks well treat the number as a starting question, if we're below it, what's actually different about our process, rather than a verdict on how the team is doing.
